Riassunto analitico
Il presente lavoro tratta l’importanza della customer orientation sia in un contesto di business tradizionale, che nel mondo dell’e-commerce. La prospettiva di analisi è duplice: prima si indaga dal punto di vista del consumatore, per comprendere quali siano i bisogni fondamentali che il cliente necessita di soddisfare affinché le sue aspettative non vengano deluse e la sua esperienza con l’impresa possa essere giudicata positivamente; in un secondo momento si analizza, in termini generali, quali sono le caratteristiche organizzative e il conseguente modello che un’impresa deve assumere per poter soddisfare tali necessità e rendere il cliente il centro di ogni attività e processo. Un secondo argomento è costituito dall’analisi dell’esperienza del consumatore all’interno del contesto specifico dell’e-commerce; l’analisi approfondita di questo particolare modello di business ha permesso di mettere in luce i punti in comune e le differenze rispetto al modello di business tradizionale, fornendo gli strumenti necessari alla realizzazione del confronto che si svolge nell’ultima parte di questo lavoro. Il confronto è stato utilizzato come strumento per spiegare empiricamente i concetti analizzati in forma teorica nei capitoli precedenti. I termini di paragone scelti per confrontare le due dimensioni del business analizzate, ovvero quella tradizionale e l’e-commerce, sono proprio due imprese, che per la loro natura organizzativa e i principi ispiratori possono essere considerate cliente centriche e icone della dimensione di business che rappresentano; a rappresentare la dimensione tradizionale è stata scelta LEGO, azienda all’avanguardia nella gestione dei rapporti interni e nella progettazione di prodotti a misura del cliente, mentre per l’e-commerce è stata scelta Amazon, azienda che ha avuto origine e si è interamente sviluppata in una dimensione virtuale e da sempre ha tenuto in considerazione le opinioni dei propri clienti valorizzandole.

Abstract
This dissertation aims at analyzing the importance, for a company, of being customer oriented. This analysis is carried out making a comparison between the traditional context of business, or traditional retail, and the new context of e-commerce. While analyzing the two contexts, it opts for a dual perspective: first, customer orientation is analyzed from the point of view of the customer in order to make sure the satisfaction of his needs and the experiencing of a positive relationship with the company. Afterwards, the analysis is carried out from the point of view of the company, in order to understand its structure and the corporate model it needs to adopt in order to satisfy customer’s needs and consider him as the centre of every activity.
The investigation of the experience lived by the customer in the specific context of e-commerce allows us to make a comparison between this context and the traditional one; the understanding of the similarities and the differences between traditional retail and e-commerce gives us the essential tools to make a practical comparison.
The first chapters are based on theory, while the last is a practical investigation of the customer orientation of two companies which have been chosen because they are both considered representative of the dimension they belong to and various customer oriented features can be highlighted in their structures. LEGO has been chosen to represent the traditional business dimension because of its innovative internal structure and because of the attention paid to satisfy its customers’ needs. Amazon has been chosen as a model for the e-commerce business dimension because it’s very representative of this context and it’s considered a customer oriented company due to the fact that it has always paid attention to customers’ tastes and developed strategies to satisfy them.
