Riassunto analitico
La marca costituisce sin dall’antichità un elemento di grande rilevanza, soprattutto grazie alle sue proprietà di identificazione e differenziazione. Nel corso degli anni, il concetto di marca si è evoluto fino ad arrivare oggi ad avere per il consumatore non solo un valore economico, ma anche simbolico ed emotivo. Difatti, a partire dagli anni Novanta, si è sviluppato quello che viene chiamato marketing relazionale, che sostiene l’esistenza di una vera e propria relazione tra consumatore e marca. In questo conteso, risulta interessante proporre un’analisi sulle reazioni dei consumatori alla crisi di un brand in base al loro grado di relazione con una determinata marca. Se la letteratura di marketing si è concentrata il più delle volte sulle relazioni positive (brand love), il presente lavoro di tesi ha l’obiettivo di fornire un contributo riguardo alle relazioni negative (brand hate), ossia comprendere come i consumatori, che non apprezzano un brand, reagiscono ad una sua ipotetica crisi e quali possono essere le conseguenze sui comportamenti di acquisto futuri, sulla relazione con l’impresa e con gli altri consumatori.
Per cercare di dare una risposta a questi interrogativi, nella prima parte dell’elaborato viene presentata un’introduzione teorica generale sul valore della marca, spaziando dalla definizione di brand, brand equity, fino a giungere ai concetti di reputazione di marca, reputazione d’impresa e responsabilità sociale d’impresa. Successivamente, si procede con la descrizione della figura del consumatore, quale protagonista della relazione consumatore-marca, tematica centrale dell’elaborato, in cui si cercherà di focalizzare l’attenzione sulle emozioni che i consumatori provano verso una marca, in particolar modo i sentimenti contrastanti dell’amore e odio. Poi, in linea con l’obiettivo dell’elaborato, viene trattata la tematica della crisi del brand, andando ad approfondire gli aspetti emotivi che la crisi suscita nei consumatori e come essi possono essere gestiti. Nell’ultima parte si propone un’analisi sperimentale, basata su una ricerca compiuta su un campione di consumatori e realizzata grazie all’utilizzo di questionari, creati in modo tale da investigare le reazioni del consumatore ad una crisi di un brand di scarpe da running poco apprezzato e le relative conseguenze.

Abstract
Since ancient times, the brand has been an element of great importance, above all due to its properties of identification and differentiation. Over the years, the concept of brand has evolved acquiring a great economic as well as symbolic and emotional value in the eyes of the consumer. Indeed, since the 1990s, researchers have been starting to talk about the so-called relational marketing, arguing the existence of a real relationship between consumer and brand. In order to develop a better understanding of the concept, it could be interesting to investigate about consumer’s reactions in response to the crisis of a brand, basing on their type of relationship with that particular brand. While most of the time marketing literature has focused its attention on positive relationships (brand love), the present Master’s thesis aims at providing a contribution concerning negative relationships (brand hate), in order to understand how consumers react to the hypothetical crisis of a brand they don’t appreciate, also exploring possible consequences on future purchasing behavior as well as on the relationship with the company and with other consumers.
In seeking an answer to these questions, firstly a general theoretical introduction on the value of the brand is provided, ranging from the definition of brand, brand equity, up to the concepts of brand reputation, company reputation and corporate social responsibility. Secondly, it is presented the description of the figure of the consumer, as protagonist of the consumer-brand relationship, central theme of the work. In this part, the attention is focused on the emotions that consumers feel towards a brand, and especially on contrasting feelings of love and hate. Moreover, in line with the aim of the research, brand crisis topic is presented, making particular reference to the emotional aspects that it arouses in consumers and how they can be managed. Finally, an experimental analysis was conducted through a questionnaire submitted to a sample of people, created in such a way to investigate consumer’s reaction to a crisis of a running shoes brand they do not appreciate and its consequences.
